"experience level agreement (XLA) model"
An experience level agreement (XLA) is a contract or service commitment that specifies and measures the quality of end-user or customer experience rather than only technical metrics. It defines concrete, agreed-upon experience indicators — for example satisfaction scores, task success rates, perceived responsiveness, or time-to-resolution as experienced by users — and the methods and baselines for measuring them (surveys, analytics, synthetic monitoring), so performance is judged by how services feel to users instead of solely by system-side metrics. XLAs typically sit alongside traditional service level agreements (SLAs) and require clear measurement rules because experience metrics are more subjective and harder to standardize than technical metrics.
